How to Handle Returns and Customer Service on Tmall Global as an SME

Returns on Tmall Global are the operational challenge that most SME fashion brands underestimate before launching and resent after. In 2026, the average return rate for cross-border fashion on Tmall Global sits between 15-25% depending on category, with sizing-related returns accounting for 60-70% of that volume. Handling this well is the difference between a profitable China channel and a margin-destroying one.

The Tmall Global Return Policy Framework

Tmall Global enforces a mandatory 7-day no-reason return window from delivery. For fashion items, this is non-negotiable. Consumers have the right to return within 7 days with no explanation required, provided the product is unworn and tags are intact. Beyond 7 days, returns require a product defect or quality issue.

Return type Timeline Who pays return shipping Brand obligation
No-reason return Within 7 days of delivery Consumer (unless brand policy says otherwise) Full refund within 3 days
Quality defect Within 15 days Brand Full refund or replacement
Delayed delivery Consumer can refuse on receipt Brand Full refund
Description mismatch Within 30 days Brand Full refund, Tmall may penalise brand

The Logistics Setup for Returns

The operational challenge is where the physical product goes. Two models work for SMEs on Tmall Global:

  • Returns to China bonded warehouse: the returned item stays in China and can be re-sold directly. This avoids international return shipping costs and is the preferred model for brands selling from a China bonded warehouse (most common model for Tmall Global). The item is inspected in the warehouse and either returned to inventory or marked as damaged.
  • Returns to home country: for very high-value items where individual piece economics justify it. Rarely practical for fashion priced below RMB 3000 per item due to return shipping costs eating the margin.

For most SME fashion brands, the bonded warehouse return model is the right one. Budget for 3-5% of GMV as return processing cost in your China P&L.

Customer Service on Tmall Global: The Non-Negotiables

Tmall tracks customer service response time and factors it into your store score, which affects search ranking. The requirements in 2026:

  • Response within 30 seconds during peak hours (10am-10pm CST) via Wangwang (Tmall’s built-in chat system)
  • Response within 2 hours outside peak hours
  • Resolution of return/refund requests within 72 hours
  • Customer satisfaction score above 4.7/5 to avoid store ranking penalties

This means you need a China-based customer service operation or a TP (Tmall Partner) managing it. SME brands with fewer than 50 daily orders typically use their TP’s shared customer service team. Brands above 50 daily orders generally need a dedicated CS agent.

Reducing Returns Proactively

The cheapest return is the one that never happens. Proven interventions:

  • Detailed sizing guides with garment measurements in centimetres (see sizing article)
  • Real customer photos in listing (user-generated, not just brand photography)
  • Pre-sale sizing consultation via Wangwang — converts return-prone orders to confident purchases
  • Clear fabric and care instruction content — unexpected fabric texture is a frequent surprise complaint
